River Island and Sports Direct similarly failed to refund original delivery fees in any tested cases, despite legal obligations to reimburse standard delivery charges when customers exercise their statutory cancellation rights. Pets at Home refunded product costs to only six of 12 mystery shoppers. Under the Consumer Contracts Regulations 2013, online shoppers can cancel orders within 14 days of receipt and have 14 additional days to return goods, with retailers required to refund within 14 days of receiving returns.

While retailers are permitted to charge customers for return postage, they must refund standard delivery costs originally paid. The investigation highlights compliance failures that leave customers financially disadvantaged. Which? called for retailers to improve their returns processes and take responsibility for ensuring proper refunds. Several retailers responded by requesting transaction details from Which? to investigate the specific cases or expressing commitment to reviewing their policies.
